Are You Selling Where Your Customer Is Buying?

Go to your customers…don’t wait for them to come to you 

I was in the bathroom in the United terminal of LaGuardia airport last week when I noticed this sign posted above the hand dryers…

After I stopped rolling my eyes, I realized it was such a great reminder of how you need to sell your products in a location and manner relevant to your customers.

If you have an immediate need for a feminine hygiene product, traipsing out of the bathroom and through the terminal concourse isn’t going to cut it.  Guys, if you have no idea what I am talking about, it would basically be the equivalent of you having “Montezuma’s revenge” and them offering toilet paper down the street somewhere.

So, how does this principle apply to your products and services?  Don’t wait for your customers to come to you…go out and offer your products and services in a location relevant to your customers’ needs.

Customers are short on attention and time, so fit your products and services in with their lifestyles in a place where it is easy and obvious for them to make a purchase.

The best differentiator for a business is providing an outstanding, memorable (in a good way) customer experience.  I reached out to experts and entrepreneurs for insights on how businesses can make customers feel like kings and queens and create strong customer loyalty.  I am thrilled to present more than 100 ways you can provide outstanding customer service (in no particular order). You may notice some similar themes, but I kept the insights separate as they were framed differently (and are frankly just that important).

1. Simple and Sweet

The easiest way for customers to realize your intentions is to simply listen to them. How many dollars are lost everyday at retailers with policies and procedures that are often quoted over and over again? Doing the right thing requires patience, the ability to listen and to follow through on your word. Follow this "mantra" and you will be forever regarded above your competitors. Knowing that problem customers (if you allow yourself to think that way) are only a minute part of your business!

2. Don't Serve, Give Service

The service secret sauce is to be 'of service' to your customers, anything else is a functional discharge of duty... To be 'of service' to your customers you have to be in the moment and requires your full attention; once you're there, the experience created is unique (and unavailable at any other time or place). Being aware and conscious of the need to be 'of service' means providing outstanding customer service is the default setting... it takes a lot to mess it up from that mental state!

3. ONE Customer, 30,000 Times

It's no secret. Treat each customer as if they were the only customer you have ever had. There's NO EXCUSE for lack of personal attention. Making it easy to buy is good upfront customer service.

Part 2 is about what a company does when it glitches. EVERY company glitches. When we glitch, we 1) respond quickly, 2) take ownership of the problem, 3) provide a remedy. We've had customers become REPEAT customers AFTER they've experienced a glitch with us!

4. Be Your Own Customer

Experience your business as one of its clients/customers. Get in the mindset of your target market-considering needs, fears, concerns and previous experiences with competitors. Contact your company and go through the steps of becoming a customer.

What were your expectations going in? What did your company promise-through its brand, marketing, pre-engagement activities and contracts? As a customer, were your needs adequately addressed? Did you feel valued? Were your expectations exceeded?

5. Surprise 'Em with a Gift

Aside from being referred by their provider with a specific need, they are always blown away that I've listened for their unspoken request and filled it without saying a word, or charging extra for it! It's like having Christmas all year long!

6. Customer Appreciation Day

I strongly suggest you have a customer appreciation day once a year. It might be a good idea to have it during one of your duller periods. Invite your customers to a grand entertainment event at a hotel/resort and have a nice carnival type/recreation event, introduce yourself, your staff, get to know your customers and thank them for shopping with you. Let them have a ball, just celebrating that you have so many customers and acknowledging their business will make them feel special.

7. Create a Fond Memory

Take a photo of your customer as they are enjoying the product or service that you provided. Make the photo the front page of a Thank You card. Write a message inside the card that features the advantages and benefits of your product or service.

If appropriate, make an 11 x 14 print and frame it. Deliver it to your customer and help them hang it where others will see it and ask about the photo. That gets your customer to talk to prospects and you get referrals.

8. Listen with Your Heart

In this crowded world, it's important to be heard and actually listened to. So many times we're rushing, multi-tasking and trying to talk business to new clients and regular customers. My advice is to grab a pen and paper, move away from the computer keyboard and take notes while your customer or client is chatting with you. You'll discover clarity, concern and kindness for those you work for and with.

9. Be Giving

I've always been a believer in giving my clients more than they ask for. Over-delivering surprises and delights them, makes them feel special, and makes your experience with them memorable. Even when the project has been completed, I continue to send them relevant information for the project in an effort to keep them informed and to let them know the project was meaningful to me. Great customer service experience will translate into repeat business and/or fantastic referrals with co-workers.

10. Go Ahead, Make My Day

We ask the wrong customer service question. Forget "How can I help you?" Ask, "How can I make your day better?" or "How can I make you feel more satisfied?"

11. Be Generous with Your Time

I want my clients to know how very important they are to me every time I communicate with them. Consequently, I never rush a phone call or a meeting... and always end the meeting 'only' when the client wants it to end, not me. Does this screw up my schedule sometimes? Absolutely. But in the end, if my client feels completely appreciated, it was well worth it. You can't fake true customer care, so fall in love with your customers! And be very generous with your time - and respectful of theirs!

12. Find a Way to Give

Find a way to give rather than look for what to get in all of your interactions with your customers. It may seem like a cliche and somewhat of a paradox, but it does seem to be true that the more you give the more you receive. The only way to see if this is really so is to put it into practice and see for yourself. Many wealthy people have said that they became wealthy by helping other people to become wealthy first. Giving is not an afterthought to success, it is the foundation.

13. Creating the Ultimate Customer

My tip is easy. It is communication. Once a week I E-mail my clients with a status report. Good News, Bad News or No News, it gives a feeling that they are my only client. Response from my clients is always positive, they appreciate my work, attention to detail and sincerity. When a modification to our business relationship is called for, my clients recommend a change before I have to ask for one. This tip not only creates happy customers and it leads to many referrals.

If you want your customers to be treated like your most valuable resource, begin by treating your employees as your most valuable asset.

Many companies describe their employees as their most valuable asset. But for many of those companies their words ring hollow as their deeds do not match their words. It has been proven time and again that the interactions that your employees have with your customers are key to customer sat and how those employees view their own treatment has a huge impact.

16. Call Your Mother!

We provide full-spectrum support for law students (personal trainers, but for the mind). For students, family support is key, and grad school is isolating. Many parents are paying, and we reach out directly. With clients' permission, we call Mom & Dad to update them on the ups and downs of law school life. We create not only accountability for our work, but also help families be supportive. The return on this 15 minute-investment is serious brand loyalty from the whole family.

17. No Client Bashing Allowed

Enforce a "No Client Bashing" rule at your place of business.

Customer service is about how you think and when you think negative thoughts about a person, it will show through in your behavior toward them. And when you verbalize negative thoughts about a customer, you pass them along to others inside the organization.

18. Personal Touch is Key

Great customer service requires recognizing your customers by name and thanking them personally. Today there is so much automation (self checkouts at the grocery store, post office, etc. or automated phone services at most businesses from cable companies to airlines) and customers crave human contact. If you engage you customers in person, over the phone or even through social media, they will reward you with loyalty.

19. Provide a Wow! Experience

Your brand is more than slogan, logo, colors, etc.--it's *the customer's (and prospect's) perception and experience of you.* Thus customer service is far more than grievance resolution; your job is to create strong positive memories of every interaction. Exceed expectations, create "wow moments" and thrill customers so they have to brag.

20. Give Customers an Experience

Companies have only 2 kinds of customers, those who want to do business with them and those who do not but who have no other choice. You need to keep the first group and convert the second group. Your competitive advantage can be the total positive experience they have doing business with you.

It works because customers make most shopping decisions emotionally including where to shop. So focus on creating a positive experience for the customer. If you do this, they will return.

21. Promises, Promises

I learned this from a business mentor: all customer service should be based on "make a promise, keep a promise." Don't promise more than you can deliver, and then over-deliver. If this is what you do every day, then you will have happy customers... who will send you more!

22. Sock it to Them!

Blacksocks delivers high quality socks by "sockscription." If a customer is unhappy with his or her order, then we issue a credit for the socks received and if it's less than four pair, we say: "give them to friend." No need to return the socks to us. This creates good will for the customer and introduces our beautiful socks to a new potential customer.

23. Watch Those Hands!

Pay attention to someone's hand gestures and you'll strike gold! Are they moving their hands while talking? They want bottom line information and are quick to spend money. Status and prestige motivates them so show them how buying your product makes them look good to others. Not talking with their hands? Slow it down and give lots of details. They will ask many questions and need time to digest facts! They don't care about status and prestige. It's all about safety and security for them!

24. It's All About Relationships

I treat all customers like they are my mother. I respect them. I am grateful for them. I honor the role they play in my business. I may not agree with everything they say or do, but as “my mom” they deserve a level of respect. I am open to their feedback, their questions, and their praise. 27. Fast Follow Up!

Get back to clients in a timely manner.
Responding to emails and phone calls immediately or very quickly give clients the impression that you are there to serve them and work for them. This is important to me as a client and a service provider.

28. Who Are These People?

Instead of thinking of the people we serve as clients, patients, customers, or worse yet, dollar signs, what happens when we think of them as guests? Suddenly, the entire relationship takes a turn for the better and we all know that business is about relationships. When a guest enters, we greet them warmly and genuinely; when a customer walks in we ask what they looking for. Do you see the difference? Face it, online bookings are here to stay. It would be ridiculous to return to booking flights, hotel rooms, or cars by calling in and speaking to a real live human being, so what about everything else? 31. Make Them Feel Special

Make them feel special with your full attention. When was the last time anyone you did business with didn't text, take a call, glance at a calendar, and really focused on you? Each interaction should be as calm, quiet and focused on your customer every time you speak. This turns what normally is an odd occurrence into something they can count on. They feel special and important and that resonates with everyone. If a customer feels important they are a customer for life.

32. 24/ 7/ 365

It's all about 24/7/365 access to you, the business owner. To that end, I tell everyone that our main business line is also my cell phone. Which I try to answer on the first or second ring, unless I'm stopping someone from bleeding out at the moment!

33. National Keynote Speaker

I have been keynote speaking for over 10 years and I know the importance of showing appreciation and thanks to meeting planners and staff who do all of the background work to make my hour on the stage fantastic. I have sent baskets and flowers but the one thing that gets their attention and keeps the relationship alive is a "YOU ROCK" tee shirt. I had a simple tee created at a local tee shirt shop- sent it on off and the RIO has been fantastic. People like to know that they rock!

34. Please and Thank You

Acknowledge your customer and potential customers. This applies to both face to face customers and on-line customers. I am not a brick and mortar business, but I do participate in trade shows. I greet everyone entering my booth. The same applies to my website; I acknowledge orders on packing slips or email from my sales site so if they have any questions, the customers can just reply. I indicate ship dates and thank them for their order. I have gotten compliments that my notes are greatly appreciated.

35. Be Available

Be available. One of the ways I distinguish myself from other lawyers is that clients can get me on the phone. I am ALWAYS available, and clients know that they can talk to an attorney on their schedule when their needs require it.

The adage that "half of life is showing up" is so true in the legal profession when many lawyers don’t even return calls. I get at least 20% of my clients because they're under the gun and need a lawyer right NOW and I was able to be there for them.

36. Oversupply

One way to really make customers feel like kings is by oversupplying. When customers feel like you've gone over-the-top with your product or service, they'll be forever grateful. One easy way to do this is by shipping product to customers faster than they expected. It'll be a pleasant surprise.

37. Cheese Log for Every Customer

You know how frustrating it is when you buy a bottle of wine that you love, only to completely forget the name of it the next time you want some? The same thing happens in the world of cheese. So for each & every one of our guests, we offer to track their personal favorites using a custom-designed computer database program. It keeps a log of all their purchases so they will never forget their favorite fromage!

38. Don't Lie

Do what you say you'll do, and do it on time. This may sound overly simplistic, but you would not believe how many times customers say I provide the best service because I do what I say I'll do, and I do it on time. (People who have had to call the phone company 25 times over one issue will know what I'm talking about.)

39. Make Sure it Fits

We're an online company and find that many manufacturers size their clothing differently. While we make notes about it on our website, we've started contacting new customers who order sizes that wouldn't fit the same person. We go over how each piece runs before filling their order. It not only cuts down on exchanges and returns, but it also lets them know we care about their satisfaction. Our customers have always been thrilled to get the help with sizing before they get their order.

40. Passion is Contagious

Make sure your employees are passionate about what they do, who they are and how they live. That will naturally spill over into excellent customer service!

When you see someone who absolutely loves life, and expresses that love and passion when talking about their business you want some of what they have, don’t you? Of course you do. - Know your customer contact demand

46. Know Your Client

At Going to the Sun Marketing, our number one tip is to thoroughly know your customer before beginning any work with them. 47. Call 'Til You're Asked to Stop

My company likes to call all of our clients once or twice a week, every week, unless we are explicitly asked to stop. We have found that our customers almost always appreciate our efforts to keep in touch. By keeping our ears to the ground and making sure we can anticipate problems, as well as opportunities to better serve our customers (everyone loves a chance at unique customer service), we are building a stronger company. So call until you're asked to stop - you almost never will be.

48. Go the Extra Mile

The number one tip to make sure customers are happy is to be willing to put in a little extra effort. This can also be boiled down to saying that the easiest way to do something is not always the best way to do something. Electronic support is great but having people manning the phones is much more important. Take time to consider the customer and make sure you are willing to do a little extra work to guarantee they get a product they will rave about to their friends.

49. Picture Perfect Loyalty

Take pictures of your customers. You can do this by having a discrete camera attached to a computer somewhere where the customer will be interacting with staff. Add the pictures to your customer database. Spend 15 minutes in the morning reviewing with every staff member all of the pictures and names for all of the customers that are scheduled to come in that day. Your customer will be exceptionally impressed when the janitor they pass by stops to say "Hello Mr. Smith, how is your visit going".

50. Get Emotional About Service

We tend to think more about physical need fulfillment for customers – having product available, on-time delivery, hours of operation, etc. We forget that our customers also have emotional needs such as needs for respect, appreciation, control, trust and recognition. Think about how the actions of you and your employees can be adjusted to also help meet appropriate emotional needs of your customers. This can separate you from competition and create a bond that keeps customers coming back.

51. What Happens After the Sale?

My favorite tip for customer service is sending a handwritten thank you note after the sale. I believe that extreme customer service happens after the sale because you can put on your best dog & pony show to earn the sale, but afterwords, most customers only receive a bill or a survey.

Send a handwritten thank you note even when you don't earn the sale.

Handwritten cards are usually shared with others, cementing the great customer service experience in your customer's mind.

52. Who are You?

My tip is to remember their names, children, jobs and other info. Take along a little notebook and when you speak with them later on write down all that they shared. When they come back you will have a physical description of them, and all their info to talk about THEM!

What I have found to work best with customer service and making clients feel like a million dollars is keeping in communication with them at least once a week when we are working on projects with them. Clients love this. One of the leading reasons companies lose clients is lack of communication. The customer feels you do not care about them because they never hear from you. The best customer service strategy is creating a relationship and staying in touch with customers.

I strongly believe customers will be loyal when they are greeted and helped by someone who is GENUINE. Listen, be sincere and truly interested in the customers' needs and requests no matter how large or small. 60. (Not)Sorry for Talking So Long

As a field salesperson, sales manager, Director of Marketing and now entrepreneur, whenever I am able to return a phone call within 5 minutes (my goal) I always say "Sorry it took me so long to get back to you."

The client (or superior) always responds "That did not take long at all! I wish everyone did-like you!"

61. Attract More Sales!

Brand new to corporate sales, management tried to force me out refusing to speak to me believing a woman couldn't sell. On the occasion I was granted an appointment, I entered with a notepad and asked my prospect why I was invited in. I proceeded to ask how they got their job to personally become acquainted. Rather than looking to marketing gurus for help in creating superior customer services experiences, I suggest utilizing a nature-inspired approach. Recent scientific research provides the first hard evidence that elephants have deep emotional lives. Elephants mourn the death of family members and those outside their herd, so empathy is the glue that bonds elephants with one another. 64. Pick Up the Phone

70. 3 Levels of Customer Service

Customer service comes in 3 levels: Offensive, Uncaring, or Caring.

71. Don't Fail to Do This

Listen! The question, comment or complaint that is being presented to you may be the thousandth time you have heard it / answered it. It's simple - when people write you, answer them. Fast. Customers are never as impressed as when you jump for their business. It's sad, but we've come to expect misery when we contact companies. Four Ways Restaurants Can Improve the Customer Experience

And what you can learn from their mistakes

It’s no secret that I really like to eat and that I spend quite a bit of time in restaurants.  However, there are four things that occur in far too many restaurants that make it clear that they aren’t totally focused on the customer.  Here are my four tips to restaurants from the customers’ perspective: 

Take (and honor) reservations:
Time is our most precious and fleeting resource.  So, I don’t want to spend it hanging out in the waiting area (or bar) of your establishment, unless that was my predetermined plan.  Make sure that you take reservations to show that you value your customers’ time and when they show up, seat them at or very near the time of the reservation.  A 7:30 reservations should not mean 7:50 seating.

Write down my damn order:
When I go to a restaurant, I am well aware that I am not in a Jedi Mind Academy.  I am not impressed by memorization skills- I am impressed when my order comes out correctly.  So, have your waitstaff write the order down the first time.  Oh, and for brownie points (and by brownie points, I mean me not sending the food back), check the food against the written order before you bring it to the table.  Double points if your staff actually knows who at the table ordered each dish!

Stop leaning over me while I eat:
This is my #1 restaurant pet peeve and ranks in my top five peeves in life.  When I am enjoying a meal, I want to enjoy a meal.  I don’t know if waiters think are helping by clearing others’ plates, leaning over me and having their dandruff fall into my meal, or if it is just their way of rushing to turn the table.  Either way, it sucks (and in many cases, it is kinda gross).  I don’t want you leaning over me or my food, I don’t want you to bump into me, I don’t want to have to “excuse you” while you rearrange crap in front of me and I don’t want everyone else to have their plates taken away and have me be the “which of these kids is doing his own thing” at the table by being the last one left with a dish in front of me.

Don’t ask if you don’t give a flying ______:
If you are the manager, host, waiter or anyone else on the restaurant staff and you come by the table to find out how things were, then you should actually care.  If I have feedback that you don’t want to hear, deal with it or don’t ask the damn question in the first place.  Or if I give a compliment to the staff, make it clear that you are glad to get it.  If you are going to go through the motions to check on the customer, then you should want to act upon feedback. 

The takeaway:  What each of these issues demonstrates is how far removed many business owners are from their customers real wants or needs.  Restaurants aren’t just about food, they are also about an enjoyable social experience.  Make sure that you look at your business from your customers’ perspective and determine what needs (other than the obvious) you are really filling for them.

Unsolicited Business Advice: Why I Hate Whole Foods

And what your business can learn from their mistakes

Last year I did a guest post for Rich Gallagher’s Point of Communication blog on why I love Trader Joe’s and alluded to what they do better than the competition, but now I want to talk about what the competition is doing wrong- specifically Whole Foods.

We take food pretty seriously in my family and since I don’t cook, having our favorite brands of packaged food, as well as pre-prepared meals for my husband to heat up in the microwave, is fairly important to us.

I am in what can be best described as a bad relationship with Whole Foods.  While I have cut way back on the amount of time I spend there, I just haven’t been able to fully quit them.  I shop at Whole Foods about once a month, solely to get those brands I can’t find anywhere else.   They do a really good job at stocking new and interesting “healthy” food brands.  That is where my compliments end.

To say that Whole Foods is sort of expensive is like saying that fire is sort of hot.  A box of Annie’s Bunny Fruit Snacks that I can buy at Target for just over three bucks cost $4.69 at my local Whole Foods (they are pretty tasty, by the way, if you like food made for eight year olds).  For that pricing premium, you would figure the customer service would be outstanding, right?  It isn’t- it actually sucks.

I have been to probably a dozen stores in four states and the floor employees have been generally useless, clueless and sometimes downright rude.  They act as if they are doing you a favor by letting you shop in their store (not quite the premium experience).  Today’s shopping trip including me doing what looked like some weird interpretive dance to reach around an employee blocking off the entire refrigerated fruit section to pick up part of a watermelon, not being able to get through two other aisles because of employees blocking them off and an employee with a large moppy-broom thing (I’m sure that’s not the actual name of the tool, but I am not very domestically inclined) that tried to cut me off as I was headed across the back aisle when he wanted to go across my path towards the front of the store.  There is no “Excuse me” or “After you, miss” or actually any acknowledgement that you even exist as a customer if a Whole Food employee is trying to restock, mop or do some other task.  It is somewhat like an obstacle course of employees, which could be fun in a setting other than a grocery store.

If you need help (like I did when trying to locate a product they had moved for the fourth time this year), you better hope you have some free time on your hands.  And the potentially cool aspect of having samples of different products to try (like cheese or cookies) isn’t that great when all that is out there are crumbs.   

While the checkout girl was fairly cheery, the entire experience every single time is just god awful.  It’s my own fault for going back, so my quest now is to find someplace else to buy my Wallaby Down Under yogurt and end my bad relationship.

So, what can your business learn from my abysmal Whole Foods experience?  Make your customers feel special.  It is easy- Trader Joe’s does it (and they have great value prices) just by having helpful, friendly, knowledgeable employees.  I could be a raving fan and lord knows that I am a customer that spends ridiculous sums on the things I really like (just ask the staff at the BCBG store), so make sure you are treating your customers in a way that makes your entire value proposition enjoyable.  Otherwise, you may just find that your customers ending your relationship.

Having a C-Level Focus on Customers in Your Business

Where is the Customer Represented in Your C-Suite?

Your company’s most valuable asset doesn’t even show up on your financial statements.  That asset is your customers.  If you don’t have customers, you don’t have a business, period.  You can outsource manufacturing capabilities, fill in gaps in management and even beg or borrow for products and services to sell to existing customers, but there are no substitutes for not having customers.

While customers are so critical to businesses, many companies are not run in a customer-focused manner.

When you look at the C-suite of virtually every company you can think of, from mom and pop businesses to billion dollar multi-nationals, who are the people within the organization truly focused on the customer?  There is typically a CEO (Chief Executive Officer) focused on overall strategy and vision.  There is a COO (Chief Operating Officer) focused on operations.  There may even be a CMO (Chief Marketing Officer), but that person is focused on selling the company’s vision and products to the customer, not really being an internal advocate for the customer.  There are all types of people running around with C-titles where the “C” stands for Chief.  How many companies do you know that have C-level executives where the “C” stands for customer

Sure, you may have a customer service department, but their focus is likely handling complaints when something goes wrong, not advocating the customers’ wants and needs upfront to impact your company’s strategy.  It seems crazy, but most executives aren’t focusing their attention on their company’s most important asset!

You can differentiate your business by defining a new C-level executive for your company.  Call it the CCA (Chief Customer Advocate), the CCRO (Chief Customer Relations Officer) or any other name or acronym you want.  Heck, you can even call it Fred, as long as customer focus is the position’s top priority.  What is important, whether you are in business for yourself or have a large organization, is having that point person (yourself or another senior executive) acting as the CCA for your company. 

As competing for customers’ attention becomes more intense and the value of each customer increases over time, you need a CCA to nurture customer relationships.  The CCA’s job will be to dialogue with customers, particularly your most important customers, and carry their perspective back to the company to be assimilated into your overall business strategy.  With social media tools and other online tools, this is easier to do than ever.

Your CCA should connect with every part of the organization- the CEO on strategy, the marketing and branding staff, customer service, even product development.  This person is the face of the company when interfacing with customers (or prospective customers) and the voice of the customers when interfacing with the company.  Even if you are currently a one-person business, you will still want to make sure to wear this hat and reflect the importance of the customer in planning your overall business strategy.

Why should you do this?  Because customers are placing an increasingly high value on companies that demonstrate that they care about their customers and are listening to their wants and needs.  Also, customer acquisition costs are very high, so the deeper the relationship you can establish with your customers, the better off your company will be.  If you don’t focus on your customers, you can bet that one of your competitors will.

If you want to stand out from your competitors and maximize your growth and profits, then you need to make your company customer driven.

You Don’t Bring Me Flowers Anymore: What Your Business (and Personal) Relationships Can Learn From Setting the Right Expectations

Whether you are in a professional or personal relationship, setting authentic expectations up front can really create a foundation for the relationship’s longevity. 

If you do something when you first interact with a prospective customer (or partner), they will expect that to be the norm.  If you decide you no longer can or want to do that something, then you look like a jerk. 

For example, I buy a lot online from prestige cosmetics retailer Sephora.  Even though their products are pricey, they won me over originally with a number of sexy offers, from free shipping and free samples to a points program and free gift packaging.

At some point in the last 12 months or so, they took away the free gift packaging online- it now ranges from $2-4 per order.  This does not break the bank in any way and theoretically shouldn’t matter as I buy more for myself than I do as gifts there, but I still feel cheated.  Why?  They set the expectation that free gift packaging was part of their offer.  The worst part is that they didn’t need for it to come to this; the other offers were enough to win me over as a customer, but they went too far, offering something that they couldn’t fulfill long term and now it is a deficiency in my customer relationship with them.

There are plenty of other businesses that are affected by their expectations.  The spa that I frequent always has a coupon, so I won’t go if I can’t get the discount.  Many of my friends won’t buy their Clinique makeup if it is not “bonus time” because it is almost always bonus time somewhere.  If you make something the norm, your customers will expect it.

People do this all of the time in personal relationships too.  A woman may show off her domestic skills early in a relationship by cooking and doing housework and a man may try to woo a woman by bringing her flowers weekly.  That becomes the expectation.  However, if you can’t authentically keep that up over time, when you stop, it becomes a loss. 

When I met my husband, I was very clear that I don’t cook, I don’t clean and I really don’t do much of anything that would be considered “domestic”.  Now, I had to bring something of value to the relationship, so I was clear about all of the things that he would find valuable, such as the fact that I love sports ranging from football to MMA, that I am independent (financially and otherwise), that I am fairly low maintenance (personally, not professionally) and also a few other things that my husband would not be pleased if I wrote about, but let’s just say they add lots of value to a marriage.  These are all things authentic to who I am and not something that I struggle with fulfilling.

Now, if I ever do anything domestic (which is very rare, but does happen once in a great while), I become a hero because it is out of the ordinary- it is not expected.  This creates a very different situation than if I had pretended up front that I love to iron and then couldn’t keep up that charade.

Your business needs to do this as well.  You need to have an outstanding value proposition to the customer, but it has to be something that you can keep up long term.  Sephora never needed to offer the free gift packaging as an “always” perk.  They could have done a special offer with orders over a certain size or if you reach a certain level in their loyalty program.  Then it would have been a benefit, not an eventual deficiency.

Think hard about the expectations you set with your customers (and everyone else too).  Nothing good ever comes from someone saying, “You don’t bring me flowers anymore…”.

Guest Blog: Sales Techniques- Annoying People for Fun and Profit by Rich Gallagher

I am thrilled to have back as a guest blogger Rich Gallagher, communicator extraordinaire and President of Point of Contact Group.  Read on:  

RG:  A few years ago I was interviewed by a national business columnist, who among other things wanted to know how I closed sales. My answer made her choke on her sandwich: I never, ever try to “close” a sale.

In fact, I don’t sell at all. And neither should you.

I know, that flies in the face of every sales book you’ve ever read. Google the phrase “sales techniques” and you will come up with over half a million hits. But trying to get rich by reading many of them is like trying to attain good mental health by watching Dr. Phil.

Don’t believe me? OK then, picture yourself at a business networking meeting. In front of you are three people:

-Cal Closer, a back-slappy type who puts his arm around you, crows about whatever it is he is selling, and palms off his business cards on everyone.

-Hannah Hungry, who flits around the room expectantly, asking everyone whether they have any leads for her services.

-Sarah Secure, who obviously loves what she is doing, but spends most of the discussion genuinely interested in you.

Now, which of these people would you rather talk to? Who would you go to for impartial advice? Whom would you trust your son or daughter with on a date? And now, for the bonus points: if they were all selling the same thing, which person would you buy from? There you go.

This is why I never sell. And, not coincidentally, why I am usually very busy. Prospects soon discover that I won’t ever try to “close” them, overcome their objections, try to get past their gatekeepers, or use any other tiresome techniques to push for a sale.

Instead, they know I will listen to them, be honest about what I can and cannot do for them, and above all respect their intelligence. If I am not a truly outstanding choice for them, in their judgment or mine, I am more than happy to suggest other options and then shake hands.

The same thing goes for my existing clients. Whether they use me every week or every three years, we still have the same great relationship. One where they can talk to me anytime, knowing that I will be focused on them and not on snockering them into giving me more work. You see, I believe they are intelligent people who know what they want, they already know I am great at what I do, and I am not going to risk a good relationship by foaming at the mouth trying to sell to them.

Think carefully of all of the “sales-oriented” people you know – men and women whose agendas are obvious, and who would never, even under pain of torture, suggest something other than themselves.  If you are being honest, I’ll bet that anything you buy from them is probably despite their selling techniques, not because of them. Am I correct?

As for me, I learned my approach of “not selling” from, of all people, a car salesman. Jeff has always patiently let my wife and I test drive one car after another, never presses us to make a decision, and knows his products cold. He never asks us stupid questions like, “Are you prepared to buy a car today?” or “What would it take to get you into this vehicle?” That’s why we’ve purchased close to $100,000 in cars from him over the years, and hope to purchase $100,000 more. And why he’s always the busiest guy at the dealership. If Jeff’s employers ever make him read a sales manual, they’re toast.

There aren’t a lot of Jeffs out there, either on the car lots or in my profession.  But when you toss out your books and tapes on how to sell, sell, sell and start focusing on making your clients happy, incredible things will start to happen in your life. Join people like us, and watch what it does for your own business.

Guest Blog: The Music is Not in the Guitar by Chip Bell and John R. Patterson

I have once again invited back customer service experts Chip Bell and John R. Patterson, authors of Take Their Breath Away: How Imaginative Service Creates Devoted Customers. This piece makes excellent points about customer-facing employees.  If customers are your greatest asset, think long and hard about who you have taking care of that asset and how you treat them:

CB/JRP: “The music is not in the guitar” are lines from an extraordinary new book called Life is Good by Jake and Rocket (aka, Bert and John Jacobs).  It holds a special message for remarkable service.  Examine how much energy and resources organizations typically spend on CRM software, ironclad return policies, service processes and procedures, and call center metric mania.  In the end, service is not about stuff–it is about people creating positively memorable experiences for customers.  Even erudite and super sterile business to business connections are far less B2B than P2P–people to people.

The recent recession has triggered budget cuts that have had some unfortunate impacts on service quality.  Some budget cuts were necessary for financial survival.  But, some of been the result of very flawed decision-making.  We all appreciate the value of belt-tightening and trying to do more with less.  We all understand the virtue of instilling in employees a strong sense of frugalness, particularly during tough economic times. 

When I was in junior high school my dad lost his job at a bank.  It took a while before he was named a credit manager at a small farm implement company.  During the lean months he taught us kids a lot about financial conservation–it was a family affair we all shared.  When we sat down for a family meal, if there was a bedroom light left on, he charged the last person to exit that room a nickel (40 cents in today’s dollars).  We soon learned to switch off lights as we left the room.

There is an old saying that goes, “cutting fat makes you healthier; cutting muscle makes you weaker.”  When the budgeting ax carves an extreme cut out of support needed by frontline employees, then customers suffer.  The circular effect will come back to haunt you.  Such a penny wise-pound foolish approach can leave employees demoralized and the customers they serve disappointed.  If important front line tools and training are excised from the budget, it is the customers who fund the organization that catch the impact. 

Convergys Corporation in March, 2010 completed a major survey of over 2500 customers and over 1500 employees.  Seventy-seven percent of customers indicated that service quality over the last year has either stayed the same or gotten worse.  And, 31% of employees stated they did not have the necessary tools; 25% reported they did not have the necessary training. There is likely a direct link between the customers’ assessment of service and the employees’ assessment of the lack of tools or training!

Who is paid more–an IT programmer or a front-line clerk; the bus driver or the bus mechanic?  Where are training dollars directed—toward supervisors or the customer contact people?  Do systems make service delivery easier for the people who serve customers or more efficient for the organization?  Guitars make harmonious melodies only in the hands of talented, prepared and passionate performers.  The same thing is true for customer-facing employees.  Take care of the guitar, but cherish the musician.
